커피전문점 종사원의 개인-직무 부합과 연령이 불량고객에 대한 서비스 태도에 미치는 영향: 정서역량의 매개효과를 중심으로

본 연구는 개인-직무 부합 및 연령이 불량고객에 대한 서비스 태도에 미치는 영향을 조사하고, 정서역량의 역할을 알아보았다. 175명의 커피전문점 종사원을 대상으로 개인-직무 부합, 연령, 불량고객에 대한 서비스 태도 등을 조사하였다. 분석 결과, 개인-직무 부합 수준이 높을수록 불량고객에 대해 긍정적인 서비스 태도를 갖는 것으로 나타났다. 또한 커피전문점 종사원의 연령이 높을수록 불량고객에 대해 긍정적인 서비스 태도를 갖는 것으로 나타났다. 개인-직무 부합, 연령과 불량고객에 대한 서비스 태도 수준 간의 관계에서 정서역량의 매개효과를 확인한 결과, 정서역량이 개인-직무 부합과 불량고객에 대한 서비스 태도의 관계를 완전매개 하는 것으로 나타났다. 또한 정서역량은 연령과 불량고객에 대한 서비스 태도의 관계를 부분매개 하는 것으로 나타났다. 마지막으로 이 연구에서의 결과를 바탕으로 연구의 시사점, 제한점 및 향후 연구과제에 대하여 논의하였다. This study investigated the effect of personal-job fit and age on service attitude toward bad customers and mediating effect of emotional competency. Data were gathered from 175 coffee shop employees by questionnaires. First, correlation analysis revealed significantly positive relationship between person-job fit and emotional competency. Also, there was significantly positive relationship between emotional competency and service attitude toward bad customers. Second, there was significantly positive relationship between age and emotional competency. It was found that emotional competency mediated the relationship between person-job fit and service attitude toward bad customers.
